29May Oh Baby – Customer Delight From Pizza Express!

How empowered are your people? ‘Empowerment’ is one of those words that business speakers like me use a lot, and the danger is that it’s totally misunderstood. I think a very simple measure of empowerment is how much can people ‘do’ without talking to a manager. A key test of it working is whether they actually ‘do’ it!

I often speak about businesses like Timpsons, Ritz Carlton and Pret A Manger and how they ‘Delight’ their customers. I was doing so last week at the CISI Customer Experience Conference in London and was given another great example of Customer Delight by Andy Jervis of Chesterton House in Loughbrough!

Andy’s daughter, Sarah, took his 11 month old grandaughter Emily to Pizza Express in the Ashford McArthur Glen Designer Outlet last December. It’s clear from the photograph that Emily had a great time!

So good in fact, that she enchanted the Pizza Express staff with her antics as she ate her meal. They were so impressed that they dropped off a little note saying “Your little one has really brought some joy to us today – we wish you the best Christmas with love from us all at Ashford McArthur Glenn” 

Now, that’s nice and clearly ‘demonstrates’ the 6 key ingredients of customer delight that I talk about at conferences and seminars when it comes to creating remarkable customer service experiences. It’s all about surprising customers with the level of service you provide and the 6 ingredients are

  • It produces a wow reaction!
  • It appears spontaneous or unexpected!
  • It’s the personal touch!
  • It makes the customer feel valued!
  • It’s genuine… and…
  • It creates a ‘talking point’!

But then they went further. When they asked for the bill, they got this:

He didn’t have to pay! Now, it’s worth pointing out that Customer Delight does NOT have to be about giving things away for free, but as Andy explained, they’ve been back many times since and he’s told lots of people about it (including me!).

So… 3 Questions for you:

  • How EMPOWERED are your people to ‘Delight’ your customers?
  • How do you ENCOURAGE them to do it?
  • How do you ENABLE them to do it?
